Should an AI-native CSM fix the customer's agent themselves?

THE SHORT ANSWER

No. The CSM triages the ticket to its layer (core product, customer layer, or the customer's data), reads the handoff page, and names the keys holder, the person at the customer who can change the prompts and configuration without calling the vendor, whose fix it is with the go-live eval set rerun. Chad Horenfeldt's October 29, 2026 write-up of 150-plus AI-native CS interviews wants CSMs who find the root cause instead of forwarding the ticket; a CSM who fixes the customer layer edits the artifact that goes stale with the next model without the score, rows, name, and undo under it, and one who fixes the core is a second forward deployed engineer at CSM pay with no loop back to product. The line is tempting because at day 60 the FDE's attention drops from one customer in three to one account in twelve.
